Telephony, transcription, model, retrieval and business systems can fail independently. Define timeouts, retries and a graceful fallback for each dependency. If an appointment system is unavailable, the agent should capture a callback request or transfer the call—not promise a booking that does not exist. Preserve a correlation identifier across the complete call path.

Use structured scripts for consequential moments

The agent can converse flexibly around an approved operating structure, but disclosures, prices, eligibility criteria, commitments and escalation rules should come from governed content or deterministic systems. Tool calls need typed inputs and explicit results. Read back names, dates, amounts and contact details before committing a change.

Restrict actions by call type and identity level. An anonymous caller may receive public information; a verified customer may check a case; a trained human may authorize a sensitive change. This authority ladder should be visible to product, operations and compliance teams and enforced independently of model wording.

Make live transfer fast and context-rich

Define transfer triggers such as repeated misunderstanding, distress, complaint, regulatory question, high-value opportunity, identity failure or explicit request for a person. Announce the transfer and pass a concise case packet: verified identity state, purpose, collected facts, attempted actions, policy flags and transcript reference.

If no person is available, offer a truthful callback window or alternative channel. Never place the caller in an endless loop designed to protect an automation metric. Track whether transfers reach the correct team, how much context is repeated and whether the final outcome is completed.

Govern recordings and test real call conditions

Define whether calls are recorded, what notice is required, who can access recordings and transcripts, how long they remain and how deletion requests are handled. Redact sensitive numbers and credentials. Keep customer content out of general analytics, and avoid retaining raw audio simply because storage is available.

Test accents, Arabic and English language switching, background noise, poor networks, interruptions, silence, ambiguous dates, prompt injection and emergency language.
